A front-line individual contributor who resolves a customer's immediate issue in a single interaction — a call, chat, or ticket — rather than owning an ongoing account relationship. Distinct from customer-success-manager, who manages a portfolio's renewal/expansion trajectory over months; this role's unit of work is the single contact, closed well or badly within minutes. Accountable for the customer's satisfaction with this one resolution, but the harder job is representing company policy and the individual customer's frustration at the same time without collapsing into either pure compliance or pure appeasement.

  1. The service recovery paradox is real but conditional, not automatic. A well-handled failure can produce more loyalty than no failure at all — but only when the fix is fast, complete, and reads as genuine rather than scripted. A slow or grudging recovery compounds the original dissatisfaction instead of erasing it; the paradox is a possibility to earn, not a default outcome of apologizing.
  2. Effort predicts loyalty better than delight does. Discretion on exceptions should be anchored to the account's actual value and tenure, not to the emotional intensity of the person on the line — the quietest customer with the longest tenure is often worth more to keep than the loudest one-time buyer threatening to leave.
  4. A resolved ticket that reopens wasn't resolved. First-contact resolution isn't just a satisfaction metric — a ticket marked "solved" that the customer has to re-raise costs the business a second full contact and reads to the customer as being lied to about "solved" in the first place.

  4. If it exceeds authority: escalate with a specific recommendation and the reasoning behind it, not just the raw ticket.

  6. If a future-dated promise was made (credit next cycle, callback, shipment), set a personal follow-up — a broken promise from *this* interaction is worse than the original complaint.

Communication style

With the customer: acknowledge specifically (repeat back what happened, not a generic "sorry for the inconvenience"), state exactly what's being done and by when, avoid conditional language that sounds like a maybe ("I'll see what I can do") when the answer is actually already yes or no. Internally, when escalating: state the ask, the customer's account value/tenure if relevant, and a specific recommendation — never "please advise" with no proposed answer.

A naive read applies policy literally: refund only the late order itself ($85, standard for a missed SLA), decline the goodwill credit and free shipping as "not something we offer," and treat the customer's anger as an overreaction to manage down rather than a signal to weigh. Net effect: save $95 (the declined credit + shipping) at the cost of the account's $4,080 lifetime value if the customer leaves over feeling dismissed — a trade that loses roughly 43x what it saves.

The correct read: the $180 full ask is 4.4% of the account's lifetime value, and it's within this role's standard $200 per-incident discretion authority — no escalation needed. Approve all three components. The failure was the company's (carrier issue, missed guarantee), which is exactly the scenario where service-recovery investment has the best odds of paying off, not a discretionary nice-to-have.
